This article describes the possibilities of improving customer satisfaction from the company's involvement in every point of interaction via digital marketing communication instruments and the customer's journey map concept. To achieve this goal, the literature on the concept of customer travel was examined, the results from a two-year monitoring of two production companies were selected and the companies' online and offline marketing communication with clients was presented. The findings indicate that the customer experience should be simple and intuitive for the customer's perception. The customer experience is not limited to certain channels of interaction and is not one-time. Rather, it is the sum of the customer's feelings at every point of their interaction with the company that accumulates during the customer's journey. Managers must design and create a customer's travel map in order to direct their customers to a correct purchase decision, according to the company. The customer journey map includes elements such as staff, instruments and content, each of which influences the final customer experience and together create synergies that give the company the opportunity to maximise customer satisfaction and increase its income. Effective management of the customer’s journey map design must be supported by digital means, especially in marketing communication. The customer’s journey map should be tailored to the specific industry and this opens up the need for further research in this field.

This paper discusses the impact of compliance principles on an enterprise’s relationships with its key clients, as exemplifid by PGE Obrót S.A. The theoretical section of the paper outlines compliance-related issues. The defiition of the term and its essence are discussed. In addition, compliance objectives, tasks, functions and instruments are described. Moreover, the COSO framework and ISO 19600 standard is discussed in connection with compliance. On the basis of a survey, the empirical section assesses the signifiance of compliance in relation with the surveyed company and outlines some key fidings as a result.

The article presents differences in behaviors of representatives of Baby Boomers, and Generations X and Y in the selection of service channel distribution at the search and purchase stages. The data were conducted by computer-assisted personal interview (CAPI). The study confimed the oldest consumers’ preferences for the traditional contact in point of sales and increased use of on-line technology as consumer age declines.
W artykule zaprezentowano różnice w zachowaniach przedstawicieli pokoleń Baby Boomers, X oraz Y w wyborze kanałów dystrybucji usług na etapie poszukiwania informacji oraz zakupu. Przeprowadzone badania potwierdziły preferencje najstarszych konsumentów wobec tradycyjnego kontaktu w punkcie sprzedaży oraz wzrost wykorzystania technologii online w miarę obniżania się wieku konsumenta.

Theoretical background: The main components of costumer value are the product, brand and image, personnel relationships and service activities, and offer availability. In retail, the important attributes of the products on sale are their range, price and terms of sale, relevant proximity and the benefit of obtaining, which includes spatial accessibility, emotional offer and time value. Modern trade solutions have created a wide range of opportunities for the client to facilitate access to the product offer through the introduction of various trading formats. The trade format should be understood as various concepts of retail outlet activity, which includes the formation of their infrastructure, immediate environment and the organisation of the sale of goods.Purpose of the article: The goal of the article is to classify the factors that create customer value using various formats of retail trade in consumer goods in the Ukrainian and Polish markets.Research methods: The following methods were used in this research: the abstract and logical method was used for generalising the theory and formulating conclusions; secondary research and survey were used for identifying the trends and patterns of efficiency in the studied factors; and the graphical method was used for visualising the results of the research.Main findings: In certain formats of sales points, the value for the customers is the breadth of the choice of goods and their quality, location and speed of purchase, the benefits arising from the level of prices and promotions, the service level and the general climate of the time offered by a store. The availability and possibility of goods choice has formed certain trends and customer habits among the buyers of consumer goods who are showing a preference for large purchases in hypermarkets and discount stores, supplementing purchases in specialised stores and only infrequently (in the Polish version) in markets/bazaars.

This article describes the notion of “customer activity” in logistics services as an interaction with providers. We reviewed concepts of customer activity in services offered by logistics service providers (LSPs) in the food sector. We then analysed customer activity in transport, storage and management of services. We used a direct diagnostic survey for comparative analysis of groups of customers. The roles of LSPs in the supply chain and within the framework of cooperation in the business-to-business market are presented. Basic customer activities were examined by studying the supply chain, within which LSPs adapted their processes to the activities of their customers. The research results present the degree of customer activity in supply chains.Theoretical background: Customer activity in logistics services is mainly understood as part of interaction with providers. This study goes beyond this view by focusing on the independent activity of the customer in solutions related to transport, storage and the management of logistics services.Purpose of the article: The purpose of the article was to review concepts of customer activity in services offered by LSPs in food-sector supply chains; customer activity was characterised and applied in exploratory research.Research methods: A literature review, comparison of groups of customers, and a direct diagnostic survey method were all used.Main findings: The perspective of customer activity predominating among customers allows LSPs to pursue different activities on behalf of different groups of customers. This article contributes to research on logistics services while focusing on the concept of customer activity.

Theoretical background: Gamification has been applied in business practice since its origins. Though one of the fields scarcely investigated so far is how gamification can be used to improve results obtained in the quantitative market research. The rationale behind this application is the phenomenon resulting in receiving rather brief and short responses to open questions in online surveys. Encouraging people to give more elaborated answers is a serious challenge of the modern online quantitative market research. Purpose of the article: The authors decided to check how to increase participants’ engagement and effectiveness of the market research by applying gamified tasks. The gamification was used in two approaches: storytelling and points collection with leaderboards. Research methods: The research was conducted in an experimental scheme with one control and two experimental groups with gamified tasks. Total number of participants that took part in the experiment was N = 89. Participants’ task was to watch a TV commercial and fill out a form with the first reaction and evaluation of various aspects of the advertisement. All questions were open-ended and the number of used words was used as the indicator of the respondents’ engagement. Main findings: Application of points and leaderboards resulted in significantly more developed answers in comparison to traditional open questions and also storytelling tasks. On the other hand, narrative task – contrary to many previous research – does not seem to have impact on the answers’ length. The results show that gamification oriented towards achievements and competition in the market research increase the performance and also can be a long-term motivational tool. These initial results are very promising, but further research is needed to verify the effect on bigger sample of the regular market research respondents.

The main fiding which derives from the research is that fiancial literacy of customers on European market is far from the required level. The fiancial literacy level has been found to be affected by fiancial situation, education level, and workplace activity of customers. A signifiant difference in the level of fiancial literacy has been also observed with respect to respondents’ gender, education level and work activity. Financial literacy has signifiantly affected rationality of fiancial decisions of customers. It necessary to underline that the lowest level of fiancial literacy is observed in countries where the fiancial crisis had the strongest influence on economy.
Podstawowym wnioskiem z badań jest to, że wiedza finansowa europejskich konsumentów jest znacznie niższa niż jej pożądany poziom. Okazało się, że na poziom wiedzy finansowej miały wpływ: sytuacja finansowa, poziom edukacji, wykonywany zawód i różne aktywności konsumentów. Znacząca różnica w poziomie wiedzy finansowej została również zaobserwowana w odniesieniu do płci konsumentów, wykształcenia i charakteru ich pracy. Wiedza finansowa znacząco wpływa także na racjonalność decyzji finansowych klientów. Należy podkreślić, że najniższy poziom wiedzy finansowej konsumentów zaobserwowano w krajach, gdzie kryzys finansowy miał najsilniejszy wpływ na gospodarkę.

Theoretical background: Consumers today are presented with a myriad of opportunities through the purchase process can be realized (Yrjölä et al., 2018, p. 1133). Customer journey can be defined as a buyer’s behaviour in multi (omni) environment with the goal of finalizing purchase transactions and acquiring positive (seamless, holistic) customer experiences. Researchers look at a service buying process as the customer value-adding journey (Saghiri et al. 2017; Wilding, 2003) and its prime objective is to deliver positive customer experience at each of stages of buying process. According to media richness theory (MRT) voice-based communication is ranked higher than text-based communication along the media richness continuum (Daft & Lengel, 1984), however some additional findings have been also exposed. Taking into account the traditional continuum of media richness phone communications is perceived as rich in information, only face to face contact is seen as richer (Suh, 1999). As is stated in Rhee (2010), customer-initiated communications via phone channel is preferred when consumer faces an extended problem-solving (high perceived risk/low familiarity). Whereas, in case of routine problem-solving situation online channel is preferred. However, some relevant research on marketing channel richness have been proposed by Kwak (2012) as well as Lipowski and Bondos (2018). According to this research stream, the medium itself does not necessarily determine its perceived media richness. The key factor is user’s familiarity with a particular marketing channel and his/her ability to use its communicational potential.Purpose of the article: The present study attempts to provide evidence about the potential of the phone channel as the channel of contact with the service provider through the entire service buying process including four stages: pre-purchase, purchase, post-purchase and resignation from service. The main goal of the study is to identify the level of customers’ experience/knowledge of using phone channel by the three consumer generations (Baby Boomers, X and Y).Research methods: The survey study was conducted in September-November 2015 on a group of 1103 respondents (Polish adult consumers) including 357 (BB), 390 (X) and 356 (Y). The research sample was determined by quota-random method; CAPI (computer assisted personal interview) method was used with a standardized questionnaire. In order to verify research hypothesis MANOVA was used with data on three customer generations.Main findings: BB generation possesses the smallest experience in phone communication in the service buying process. The next one is the X generation with bigger phone communication experience than BB but lower than Y generation. At each stage in service purchasing process Y generation is the most knowledgeable in the area of phone communication. In general, there is a visible downward trend of the own experience level along with further stages in the service purchasing process. In terms of phone communication the most mysterious for customers is the last phase.

The paper presents the problem of identifying groups of customers for marketing purposes based on their purchasing activity. We discuss the problem of highlighting key customers and the expectations of the customer life cycle using the RFM method (Recency, Frequency, Money). Classification results were compared with each other based on Customer Profitability (CP) calculated by cost sharing using the ABC method. The experience of companies is that in the early stages of cooperation, customers show a quite considerable unprofitability. The study involved the purchasing activity of more than 1000 customers of trading companies. It included behavioral parameters: the period since the last purchase (Recency), purchase frequency (Frequency) and the level of spending (Money) and the overall rate of RFM analyzed for each customer. Then, clients were assigned to specific groups and compared with the profitability of the group and the average profitability of clients in the group. Segmentation was supplemented by an analysis of the number of transactions and sales in established classes of customers. Presented analyses were performed using actual transaction data of the 12-month period, obtained by a distribution channel website. The authors formulated a way of interpreting the data and recommendations for marketing activities with a focus on groups that emerged from the customers.
W publikacji przedstawiono zagadnienie identyfikacji grup klientów do celów marketingowych na podstawie ich aktywności zakupowej. Podjęto problem wyróżniania klientów kluczowych oraz przewidywań co do cyklu życia klienta z wykorzystaniem metody RFM (Recency, Frequency, Money). Wyniki klasyfikacji porównano rentownością klientów (Customer Profitability – CP) obliczoną podziałem kosztów metodą ABC. Z doświadczeń przedsiębiorców wynika, że we wczesnych fazach współpracy klienci wykazują dosyć znaczną nierentowność. Badaniu poddano aktywność zakupową ponad 1000 klientów przedsiębiorstwa handlowego. Określono w nim behawioralne parametry: okres od dokonania ostatniego zakupu (Recency), częstotliwość zakupów (Frequency) i poziom wydatków (Money) oraz całościowy wskaźnik RFM dla każdego analizowanego klienta. Następnie przypisano klientów do określonych grup, porównano z rentownością grupy oraz średnią rentownością klientów w grupie. Segmentacja ta została uzupełniona o analizę liczby transakcji i wartość sprzedaży w utworzonych klasach klientów. Prezentowane analizy wykonano z wykorzystaniem rzeczywistych danych transakcyjnych firmy z okresu 12 miesięcy, uzyskiwanych przez kanał dystrybucji internetowej. Autorzy sformułowali sposób interpretacji danych, a także zalecenia dotyczące działań marketingowych z ukierunkowaniem na wyłonione grupy klientów.

The service bundling is one of the main strategies in telecommunications sector. In fact, bundling provides an opportunity for growth by introducing new products while minimizing the churn rate of a previous product. Pakietyzacja usług jest jedną z głównych strategii sektora telekomunikacyjnego. W rzeczywistości sprzedaż wiązana daje okazję do rozwoju poprzez wprowadzenie nowych produktów, przy jednoczesnej minimalizacji wskaźnika utraty klientów wcześniej oferowanych produktów. Artykuł opisuje, jakie usługi konsumenci najczęściej kupują w pakiecie i co skłania ich do zakupu. Przedstawia również wyniki badań na temat możliwej ekspansji pakietów na nowe usługi. Tekst wskazuje również czynniki, które mają wpływ na lojalność konsumentów (nabywcy pakietu usług).

The end of the twentieth century was characterized by integration of the cooperation of banks with insurance companies. The result of the integration are bancassurance products.The subject requires to be taken due to the fact that the bancassurance market in Poland is growing rapidly, and the banks have difficulties in fulfilling the highest standards by bancassurance sales.The aim of this publication is to present general principles for introducing and offering bancassuranceproducts and most common abnormalities in offering and designing of these products.For the purposes of this publication, under bancassurance product is understood a product that meets the following conditions:• has the characteristics of an insurance product,• is sold together with other banking product (usually a loan, it can also be a deposit / saving product),• bank is an insurer or an intermediary in the distribution of an insurance product or as an intermediarydistributes products through intermediaries with which the bank cooperates.The purpose of bancassurance products is to provide customers with useful and cost-effective insurance coverage and provide banks financial gain. The most popular forms of bancassurance products include loan insurance.The first chapter indicates actions to be taken by the bank prior to the introduction of a new bancassurance product, so that the newly offered product is safe for both, the bank and the customer. The second chapter contains a brief description of Best practices developed by representatives of the Polish Chamber of Insurance, Office of Competition and Consumer Protection, the Ministry of Finance and the Office of the Financial Supervision Commission. The chapter includes the most common abnormalities in fulfilling the highest standards of bancassurance sales in practice. The third chapter contains rules for the monitoring of the main processes related to bancassurance products. The article concludes with a brief summary.

Marketing policy applied for private banking activity has some substantial particularities. ATL-type strategies seem inefficient, while some BTL-type strategies are to be implemented. Especially dedicated, glamorous events, expense account, and some specific advertising and promotion techniques devoted to High Net Worth Individuals (HNWIs) seem to be efficient and relatively not so costly mean of marketing policy.Polish private banking, while still in development, needs some shift in marketing policy. Some instruments remain underestimated while others are overestimated. Divergences make the customer relationship management business model more vulnerable during these trustworthiness crisis times.
